Professor: Christine Mae G. Montenegro, PhD, LPT

Midterm Module 1: Check-In, Check-Out, Handling Special Requests and Guest Complaints
Course: BS Hospitality Management
Context: Philippine Setting

Learning Objectives
By the end of this module, students will be able to:
1. Understand the standard check-in and check-out procedures in hotels.
2. Apply Filipino Brand of Service Excellence (FBSE) principles in guest interactions.
3. Demonstrate professionalism in handling special requests, and guest complaints.
4. Perform sample front office scripts with courtesy, efficiency, and warmth.

Introduction to Filipino Brand of Service Excellence (FBSE)

The Filipino Brand of Service Excellence emphasizes the unique qualities of Filipino hospitality that
make service memorable and world-class. It highlights values such as makatao, masayahin, may
bayanihan, etc. A signature feature is the warm “Mabuhay!” greeting, which means long live or
welcome, reflecting the Filipino’s heartfelt way of making guests feel at home.

When performing hotel front office operations, applying FBSE ensures that every interaction is not only
professional but also infused with genuine care and a personal touch that is uniquely Filipino.

Part I: The Check-In Process

The check-in process is the guest’s first official interaction with the hotel. This is a critical moment
because it sets the tone for the rest of the guest’s stay. Efficiency, accuracy, and warmth are essential. A
smooth check-in builds trust and comfort, while delays or lack of courtesy can create negative
impressions.

Standard Procedure
1. Greet the guest warmly (with smile, eye contact, and the “Mabuhay!” greeting).
2. Confirm reservation details (name, dates, room type).
3. Request identification and deposit/payment guarantee.
4. Provide hotel information (amenities, services, breakfast, Wi-Fi).
5. Hand over the room key/card and give directions.
6. Offer additional assistance (bell service, concierge).

Sample Scripts (Check-In Scenarios)

Scenario 1: Guest with Reservation

FDA:
“Mabuhay! Magandang araw po, welcome to [Hotel Name]. I’m [Your Name], how may I assist you
today?”
Guest:
“I have a reservation under Santos.”
FDA:
“Thank you, Mr./Ms. Santos. May I kindly see your ID for verification? While I check your reservation,
please enjoy our welcome drink. [After confirming details] Your Deluxe Room is ready for you. Here is
your key card, and our bellman will assist you with your luggage. Mabuhay po at maraming salamat!”

Scenario 2: Guest Without Reservation (Walk-In)

Guest:
“Do you have available rooms tonight?”
FDA:
“Mabuhay! Welcome to [Hotel Name]. Let me check our availability for you. We currently have Superior
Rooms and Deluxe Rooms available. Would you prefer a room with a city view or garden view?”
Guest:
“I’ll take the city view.”
FDA:
“Excellent choice! May I kindly see your ID so we can proceed with registration? Our Superior Room with
city view is available at ₱X,XXX per night inclusive of breakfast for two. Shall I reserve it for you?”

Scenario 3: Early Check-In Request

Guest:
“I know check-in is at 2 PM, but can I check in now? It’s only 11 AM.”
FDA:
“Mabuhay po! Thank you for your request. Let me check if your room is ready. [Checks system]
Fortunately, we have a room available now. Since it is earlier than our standard check-in, there may be a
minimal early check-in fee. Would you like me to proceed with the early check-in?”
Guest:
“Yes, please.”
FDA:
“Perfect! Let’s get you settled right away. Mabuhay and welcome to [Hotel Name]!”

Part II: The Check-Out Process

The check-out process is the last point of contact between the guest and the hotel. It is as important as
the check-in process because it leaves a lasting impression. A pleasant check-out, marked by gratitude
and efficiency, can encourage repeat visits and positive word-of-mouth recommendations.

Standard Procedure
1. Greet guest and confirm intention to check out.
2. Retrieve room number and key card.
3. Check outstanding charges (mini-bar, room service, etc.).
4. Present final bill and process payment.
5. Ask about their stay and record feedback.
6. Thank guest and invite them to return.
Sample Scripts (Check-Out Scenarios)
Scenario 1: Standard Check-Out
FDA:
“Mabuhay! Good morning, Mr./Ms. Santos. Are you ready to check out?”
Guest:
“Yes.”
FDA:
“May I have your key card, please? Kindly give me a moment while I check your account. [After verifying
charges] Here is your final bill. Would you like to settle with cash or card?”
Guest:
“Card, please.”
FDA:
“Thank you. [Processes payment] Here is your receipt. We truly appreciate your stay with us. Mabuhay
po at maraming salamat!”

Scenario 2: Guest with Complaints During Check-Out

Guest:
“My air-conditioning wasn’t working well during the night.”
FDA:
“Mabuhay po, Mr./Ms. Santos. I sincerely apologize for the inconvenience you experienced. Thank you
for bringing this to our attention. I will report it immediately to our engineering team to ensure it won’t
happen again. As a gesture of goodwill, I’d like to offer you a complimentary drink voucher for your next
visit. We hope to welcome you back and serve you better. Mabuhay po at maraming salamat.”

Scenario 3: Guest in a Hurry

Guest:
“I need to check out quickly; I have a flight to catch.”
FDA:
“Of course, Mr./Ms. Santos. Mabuhay po! I’ll prioritize your check-out. May I have your key card?
[Quickly checks system] Your account is settled. Here is your receipt. We’ll also assist in calling a taxi for
you right away. Safe travels and maraming salamat po!”

Part III: Handling Special Requests

Guests often have special requests that go beyond the usual services. Handling these properly
demonstrates flexibility, attentiveness, and genuine care. How staff respond to these requests can
significantly influence guest satisfaction. Prompt action and clear communication are vital.

Sample Scripts (Special Requests)

Scenario 1: Extra Amenities

Guest:
“Could I request for extra towels, please?”
FDA:
“Mabuhay, Mr./Ms. Santos! Absolutely, I’ll have our housekeeping deliver them to your room within 10
minutes. Is there anything else I can provide to make your stay more comfortable?”
Scenario 2: Dietary Requirement
Guest:
“I’m vegetarian. Do you have food options for me?”
FDA:
“Mabuhay! Yes, we do have vegetarian-friendly meals. Our restaurant offers vegetable stir fry, fresh
salads, and pasta dishes. Would you like me to inform our chef so your meals are prepared according to
your preference?”

Scenario 3: Late Check-Out Request

Guest:
“Can I check out late, around 3 PM instead of 12 noon?”
FDA:
“Mabuhay, Mr./Ms. Santos. Let me check our room availability. [Checks system] We can extend your
check-out time until 3 PM with a minimal late check-out fee. Would you like me to arrange this for you?”
Guest:
“Yes, please.”
FDA:
“Noted, sir/ma’am. I’ve arranged the late check-out for you. Mabuhay and thank you for choosing [Hotel
Name]!”

Part IV: Handling Guest Complaints

Guest complaints are inevitable in hotel operations. What matters most is how the staff responds. An
effective response can turn a negative experience into a positive one, showing professionalism and
genuine concern. The Filipino Brand of Service Excellence emphasizes listening attentively, apologizing
sincerely, offering solutions promptly, and following up to ensure guest satisfaction. Complaints should
never be taken personally; they are opportunities to improve service.

Steps in Handling Complaints

1. Listen attentively – Allow the guest to express their concern without interruption.
2. Acknowledge and empathize – Show understanding and validate their feelings.
3. Apologize sincerely – Even if the issue was beyond the hotel’s control.
4. Offer solutions – Provide options or alternatives that resolve the issue quickly.
5. Take immediate action – Coordinate with the relevant department.
6. Follow up – Check back with the guest to ensure satisfaction.

Sample Scripts (Guest Complaints)

Scenario 1: Room Not Ready on Time
Guest:
“I was told check-in is at 2 PM, but it’s already 3 PM and my room isn’t ready!”
FDA:
“Mabuhay po, Mr./Ms. Santos. I truly apologize for the inconvenience this has caused. I completely
understand your frustration. Let me prioritize your room preparation right away. While waiting, may I
invite you to relax in our lounge and enjoy complimentary refreshments? I’ll personally update you once
the room is ready within the next 15 minutes.”

Scenario 2: Noisy Neighboring Room

Guest:
“The room next to me is so noisy, I couldn’t sleep last night!”
FDA:
“Mabuhay, Mr./Ms. Santos. I’m very sorry to hear about this. Thank you for letting us know. I will
immediately inform our security team to address the noise. If you prefer, we can also offer you a room
transfer to a quieter area of the hotel. Which option would you like us to arrange for your comfort?”

Scenario 3: Poor Air-Conditioning

Guest:
“My air-conditioning isn’t cooling properly.”
FDA:
“Mabuhay po, Mr./Ms. Santos. I sincerely apologize for this inconvenience. Let me send our engineering
team right away to fix the air-conditioning. If it will take longer than expected, I’ll be happy to arrange a
room transfer for you. Your comfort is our priority.”

Scenario 4: Billing Error

Guest:
“I think there’s a mistake in my bill. I didn’t order room service last night.”
FDA:
“Mabuhay, Mr./Ms. Santos. Thank you for pointing this out. Let me double-check your bill immediately.
[Reviews record] You are correct, there was an error in posting. I’ve corrected it now, and I sincerely
apologize for the mistake. Here is the updated bill. Thank you for your patience and understanding.”

Scenario 5: Guest Dissatisfied with Service

Guest:
“The staff didn’t respond quickly when I asked for extra towels.”
FDA:
“Mabuhay po, Mr./Ms. Santos. I’m truly sorry that your request was delayed. This is not the level of
service we want to provide. I will personally make sure extra towels are delivered right now, and I’ll also
speak with our housekeeping team to avoid this happening again. Thank you for sharing your feedback—
it helps us improve.”

The check-in and check-out processes, special request handling, and complaint management are all
crucial front office responsibilities. Among these, handling complaints requires the most emotional
intelligence. Applying the Filipino Brand of Service Excellence—through Mabuhay greetings, malasakit,
empathy, and proactive service—can transform difficult situations into opportunities to build stronger
guest relationships. Professional and sincere responses to complaints ensure guest loyalty and uphold
the hotel’s reputation.
