communicating with customers
Listening is the active process of receiving, understanding, interpreting, and responding to
spoken messages. It involves paying full attention to the speaker and making sense of the
information communicated.
Questioning is the skill of asking relevant, clear, and purposeful questions to obtain information,
clarify understanding, encourage discussion, or guide thinking.
These skills will assist in identifying the needs of the customer so you can
provide accurate and relevant information. People may contact an
organization for various reasons. They may want to:
Find out about the office opening hours
Find out who they should speak to about a problem
Arrange an appointment with someone in the organization
Find out about special products or services the organization offers
Return a product
Complain
Assessing customer needs
Assessing customer needs means understanding what the customer wants and why they want
it through effective communication. Good communication helps a salesperson or service
provider gather accurate information about the customer’s requirements, preferences, and
expectations. When these needs are clearly identified, it becomes easier to recommend the most
suitable product or service.
Understanding the customer’s motivation is especially important. Customer motivation
generally falls into two main categories: rational and emotional.
1. Rational Motivation
Rational motives are based on logic, facts, and practical considerations. Customers guided by
rational motivation focus on:
Suitability of the product
Convenience and ease of use
Durability and reliability
Versatility and performance
Price and economic value
These customers want assurance that the product or service is worth the cost and meets their
functional needs.
2. Emotional Motivation
Emotional motives are based on feelings, desires, and personal satisfaction. Customers
influenced by emotional motivation consider:
Attractiveness or design of the product
Novelty or uniqueness
Status, prestige, or image
Comfort and pleasure
Popularity, fashion, or trends

A customer needs analysis or assessment is a process through which you gain a detailed
understanding of the precise wants and needs of your current and/or prospective customers. This
allows you to understand whether a market exists for current/future products and services and how to
best attract your target audience or customer base OR
A customer needs analysis (or assessment) is a systematic process of identifying and understanding the
specific wants, needs, expectations, and problems of existing and potential customers. It helps an
organization clearly determine what customers are looking for, why they want it, and how best to
satisfy those needs.
How to Conduct a Customer Needs Assessment
In order to successfully serve customers, businesses must have an acute understanding of customers’
needs. Through primary and/or secondary market research, you can uncover the precise customer
needs, how these needs are currently being fulfilled, and what is required to improve your customer
satisfaction and the overall experience for your customers
1. Define Your Target Market
Start by defining exactly which customers the company is serving. This requires specificity. For
instance, rather than saying that a company serves small businesses, it may be more appropriate
to identify and assess its more precise market, perhaps, small businesses with 5-25 employees in
large metropolitan areas

Once you have defined your target market, it’s time to segment your customers. This means grouping
them together based on shared characteristics, which can include demographics (age, gender, income,
etc.), psychographics (personality, values, attitudes, interests, and lifestyles), geographic (location),

conducting primary research. This research will help you to validate your assumptions about the

7. Implement Your Recommendations
The final step is to put your recommendations into action. This may require
making changes to your products or services, your marketing strategy, your
sales process, or the way you deliver customer service. Whatever changes

Providing Information to Customers
When providing information to customers, it is important to recognize that not all customer
requests have the same level of urgency or sensitivity. The way information is delivered
should depend on how critical the customer’s situation is.
Appropriate ways of providing information to customers

In many situations, customers can be satisfied instantly by being given clear and accurate
information. These are usually simple and routine inquiries that do not require investigation or
follow-up.
Examples of information that can often be provided immediately include:
Office opening and closing hours
Product or service prices
Availability of products or services
Delivery times
Making or changing appointments
Contact details or the name of the person responsible for handling a specific issue
B. Assessing the Urgency of a Request – Explanation
Assessing the urgency of a customer request is essential for providing timely and effective
service. Not all requests require the same response speed, so customer service staff must
evaluate how quickly action is needed.
Some requests are highly urgent, such as:
A customer requiring immediate delivery of a product
A customer wishing to make a complaint
A customer needing critical information straightaway
C. Providing Options to Customers – Explanation
Sometimes customers need choices, alternatives, or suggestions rather than a single answer. In
such cases, customer service staff should use their knowledge of the organization’s products
and services to help customers understand what is available.
When providing options, you should:
Explain the range of products and services offered
Inform customers about special offers or promotions
Mention new or upcoming products and services
Clearly describe each option and explain what it offers and how it differs
For example, if a new product has been introduced that is more advanced but also more
expensive, it is important to first ask whether cost is a concern before recommending it. Asking
relevant questions helps identify the option that best matches the customer’s needs, budget, and
expectations.
D. Provide Product and service information
Most organizations produce material to promote the products and services they offer. These can
range from a basic one-page flyer to a website. You should be familiar with this material so you can
answer inquiries and respond to customers promptly. Material includes:
Product brochures
Catalogues Policy documents
Order forms Price lists

1. Assist in developing relevant marketing strategies
Marketing strategies can only be effective when an organization clearly understands who its
customers are. Without proper knowledge of the target market, even well-designed marketing
