Introduction
The hospitality sector plays a crucial role in South Africa in boosting the economy through
creating opportunities of employment, attracting foreign investments and largely improving
local infrastructures. For at least 32 years from 1994, South Africa has expanded its
hospitality plant significantly. This includes growth in the number of hotels, guest houses,
game farms, lodges, game reserves, restaurants, tour operators and even the number of
airlines servicing the country (Saayman & Saayman, 2008, p. 1 & 2). It should be mentioned
that although hospitality is service-oriented, meaning that it is intangible and highly
dependent on customer experience, it also improves local business that sell tangible products
that may hold cultural significance and that clients can consider to be their souvenir.
Hospitality, through tourism, has the ability to connect different cultures and communities
globally. It is a doorway to offer an exchange in cultural experiences and knowledge.

Although the hospitality business can be profitable on a larger scale, on a smaller scale, in the
context of hotels and restaurants, as well as services supplied in general, clients may be
mistreated or receive subpar services, prompting them to file complaints. If these issues are
not handled, they may impede progress and have a detrimental impact on the establishment's
reputation. It is critical that these issues are treated with prudence and resolved swiftly.
Addressing these problems does not imply that the hotel industry is controlled by its clients,
but rather that it should rely on their feedback to improve and flourish. These criticisms may
indicate that there is room for progress. Other complaints may notify the establishment's
owner that the personnel are not adequately trained in customer care; hence, providing such
training may enhance service delivery. The goal of this assignment is to analyse a real-life
customer complaint and provide professional solutions and critically suggest strategies for
establishments in the hospitality industry to efficiently handle complaints.

2. Description of the Complaint


In Appendix A, is an attached customer complaint letter in which the customer/client, Ms
Thandeka Mayo, she issued a complaint about finding her bed sheets being unclean at the
Silver Sands Hotel in Durban on 14 September 2025 upon entering her room (room 204). In
the letter, she expresses her disgust, adding that it was both uncomfortable and unacceptable,
particularly for a hotel of their calibre. She further notes that the situation was not rectified,
consequently, she had to sleep on the couch, which caused her discomfort and dissatisfaction.
This was a reasonable complaint because a customer should not have to sleep on unclean
linens, and she had every right to file a complaint because she had paid. She is entitled to
sleep on a clean bed with fresh sheets. Clean bedding is a fundamental expectation in any
accommodation facility (Indeed, 2020).

3. Impact of the Complaint

Impact on the Client and Business


Ms Thandeka Mayo expresses how this has altered the way she views the establishment
mentioned, stating that had always chosen the Silver Sands hotel, but now left with
disappointment. This will impact the hotel negatively because it won’t only lose her as a
client, but other potential clients also(Indeed, 2020). This is because she will share her
experience with others and word of mouth travels quickly. This is going to cost the hotel
prospective investors also.

4. Solutions to Resolve the Complaint


To resolve the issue and restore customer confidence, the hotel must take several corrective
actions:

The Silver Sands should provide an offer that demonstrates how much they would regret
losing Ms Thandeka as a customer. This apology should be expressed not only in writing or
verbally, but also via deeds (Campbell, 2022). This implies that the hotel may provide Ms
Thandeka a free or discounted stay the next time she visits. They should commit never to
repeat such a mistake again. Furthermore, to ensure that this does not happen again in the
hotel, staff must be trained to avoid similar incidents from occurring. This may include
teaching the personnel on how to properly clean sheets and how to ensure that all sheets are
clean before their scheduled departure time. This reduces the likelihood of another customer's
displeasure. The Silver Sands Hotel must also strengthen its cleanliness and quality control
systems to guarantee that it meets customer expectations and maintains its reputation for
excellence. These solutions will help restore the trust Ms Thandeka has lost for the hotel, they
will also ensure that potential clients wont experience the same disappointment.

It is very important to ensure that customers are treated well as this has a huge impact on the
reputation and standard of the business.

Dear Manager,

I hope this message finds you well. I write this letter to express my disappointment regarding
the condition of my room during my recent stay at your hotel. Upon checking into Room 204
on the evening of 14 September 2025, I discovered that the bed sheets were visibly dirty and
had several stains. This was both unpleasant and unacceptable, especially for a hotel of your
reputation.

When I contacted the reception to request fresh linen, I was told that housekeeping had
already left for the day and that my issue would only be attended to the following morning.
As a result, I had to sleep on the couch that night, which made my stay extremely
uncomfortable.

I have always chosen Silver Sands Hotel because of its good service and cleanliness
standards, but this experience has left me very disappointed. I kindly request that you look
into this matter and ensure that proper housekeeping checks are conducted before guests
occupy rooms.

I would appreciate a response and an assurance that such an incident will not happen again.
