Fraud cases- also nor update after system detection or push payment
fraud basically what they need to do is do give full detailed information of
what client's needs to do/ as agents information that we can provide
clients in such stage or cases and also the specific department that will be
taking over after that stage to provide outcomes to clients

CCS cases - we need follow up flow in SLA basically we need legit accurate
information to provide to clients

1. We do not have means of calling claims department when we get


follow ups , we can only depend on notes on salesforce. These are not
quite useful s you only see trace of who worked on clai but cannot see
what they did. We also cannot reach out to claims consultant working on
claim /owner of case as they tell us to follow the correct procedure and
email the department. What do I say to an irate client that submittted a
claim on the 31st of Jan with one update on claim of the 4th Feb saying it
has been taked for assessment meanwhile the date today is the 8th March
meaning the claim has been sitting for over a month.
All I need is just to be able to speak to the person or one of the people
dealing with claim that could assist me with giving the client some ease
that claim has not been forgotten or rather some sort of reason why client
still has not heard anything over a month. It would only eb fair if claims
took their calls and answer clients about their claims in question.

2. CCS related queries - deceased , hand over , status removal just


anything in general that has to do with CCS . Its been over 6 months but
still cannot understand why CCS has stopped taking calls . They do not get
back to client email , they do not get back to our emails . The automated
response give SLA for response but it will pass and you will still not hear
anything.

If they have been taken off calls completely then it would be appreciated
if the deartment could make their agents are replying to client emails .

3. Branch calls
Branches are now calling more often meaning we queue up almost the
entire day as we now need to attend to client calls and attend to branch
calls . Branches call us to fix technical issues of funeral plans , could the
brach managers atleast be held accountable for their consultants that call
for issues that they have processes of resolving as well.

Streamline Communication:

Create a task force or designate individuals in the call center to escalate


urgent cases.
Use a CRM tool to track and manage client requests more efficiently.

Adjust the promised turnaround time to align with reality (e.g., 5-7 days).

CCS- a lot of the branch SC's and helpdesk agents still do not know that
ccs is no longer taking calls, and that there is a difference between ccs
and client care. More often than not, HD transfers the branch to "ccs" but
its actually client care. the branch expects us to assist with status
removals, removing the legal stop from the clients account etc
How to rectify? Offer coaching/ training sessions to agent who are unsure
or would feel more comfortable.
Insure refunds ( double deductions, cancel with in 30 days)

A lot of cc agents do not know that we now need to email over to


InsPolicyAdminEscalations@[Link] for refunds and issues with
the policy, they therefore still assign it over to it insure, clients queries go
unanswered. Clients are frustrated, they feel as if capitec isn't willing to
help them.

How to rectify? make sure agents are up to date with the new processes.
