1. Patience- Whether you are dealing with distressed customers or perhaps customers
who are letting out their anger, it is important not to fold under the pressure. It can be
challenging to deal with a difficult call from a customer, and even more demanding if it’s
a face to face exchange. However, being patient is an important way to deal with this kind
of situation. If you take the time to listen to your customer (even if it is a complaint!) and
try your very best to offer a solution, they will be much less tense than they were at the
start of the call. As a result, they will feel like you have offered them a great service and
they will be much more likely to use your services again.
2. Engage- Show an interest in your customers by engaging with them. This doesn’t just
mean talking, but really listening to what they’re saying. The ability to engage and build a
rapport is a great ingredient for future business.
3. Knowledge- Knowledge is key, as they say, and there is nothing worse than phoning
a company to discuss a product or service and they don’t have any knowledge about it.
If you want to ensure you offer your customers a great service, provide your employees
with in-depth training. It may seem like a huge expense, but it will pay off in the future.

4. Honesty- Your employees won’t know the answer to every single query they get – but
they can still deliver excellent service, as long as they are honest. It is much better to be
honest and call the customer back with an answer later, than making up an answer, in
the hope it’s correct! Train your employees as much as possible, but also encourage them
to be honest.
5. Respect- It is important to respect what customers say, even if you don’t particularly
agree with them. Everyone is entitled to their own opinion and there is no need to
disrespect someone because their opinion is different to yours.
6. Feedback- One of the most important areas of customer service is giving consumers
an opportunity to provide feedback. Feedback can be especially useful for a company
when it informs employees about which areas of their business are most valuable to
consumers and which aspects might benefit from improvement. You can collect feedback
by offering surveys and feedback forms and using other platforms like social media, email
or phone calls that allow customers to communicate with a company's employees directly.
Customers respect companies that solicit feedback, but it's just as essential to incorporate
the feedback. Demonstrating a willingness to adapt to consumer preferences
differentiates an organization from competitors. For instance, a local lawn care business
might launch a website so clients can pay their bills online.

If the airline responds quickly, they can book a more convenient flight for the customer
that is less disruptive to their original plans. If the airline were to take a few days to
respond, the customer would be even more unhappy as they would've already taken the
delayed flight.
9. Publicity- A company with great customer service can benefit even further from
publicizing its successful initiatives. As technology allows people to share information
quickly with large audiences, there are many opportunities for a customer to alert others
of their shopping experiences. To publicize their excellent service, a business might
encourage customers to post on social media or leave a public review about which
engagements were especially helpful to them. These first-hand accounts reassure others
of the company's competency and might even convince them to choose the company
over competitors.

Broadly speaking, a customer service policy (CSP) will discuss the brand’s mission
statement and standards for excellence — and how their various customer service
initiatives aim to meet or exceed these standards. It also provide a broad overview of
what services are (and are not) provided to customers. Similarly, the document will set
parameters and exceptions to these policies as determined by the company.
As for specifics, a CSP will often provide details regarding the customer service
team’s actual procedures and workflows. For example, a customer service policy may
include step-by-step details of the team’s returns & exchanges process.
Customer service policies are created primarily for internal use — but they can
also be repurposed in order to keep the customer engaged and informed, as well. Though
each “version” will differ in a number of ways, the goal of each is to showcase the brand’s
intentions and strategies for delivering top-notch customer service.
Customer service policies are an important document for any customer service
team. It helps ensure that customers are treated in a similar fashion across all customer
service representatives regardless of where they reside. Having a structure in place
guides and helps customer service reps get up to speed and ensures customer happiness
and success.
Customer service policies are vital for a customer-centric business because they:
1. Offer clarity on your goals. You have goals for your organization’s customer service.
They might include things like resolving customer issues quickly or providing friendly and
empathetic service. A customer service policy connects those big goals to concrete
actions your employees should take. No one has to question whether resolving issues
quickly means getting back to a customer in one hour or one week — it’s right there in
the policy.

2. Keep all employees on the same page. With a customer service policy, everyone is
on the same page. This is becoming increasingly important as many teams move to
remote work. 65% of customer service leaders say they plan to embrace remote or hybrid
operating models going forward.*
4. Help your team deliver better customer service. When employees know exactly
what they’re supposed to do, they’re less likely to cut corners. There’s no room for
disagreement about what great customer service looks like. If you choose to make your
customer service policy public, it also lets customers know what to expect. For example,
you can include information on your return policies or specify which items are guaranteed.

A typical Customer Service Policy document should involve the following details:
1. Customer Service Mission Statement. A strong mission statement sets the stage
for the purpose of your CSP documentation — and of your customer service efforts,
overall. Here, you’ll make your dedication to your customers’ satisfaction and success
crystal clear. You may include language regarding any guarantees you offer your
customers, as well as information as to what high-quality customer services “means” to
your team. Going a step further, you can also tie your customer service mission statement
into your overall vision and mission statement for your company. Basically, you’ll want to
communicate how your strategic and cohesive approach to customer service brings both
your customers and company ever-closer to your respective goals.
2. Customer Service Employee and Team Standards. Your customer service policy
should also include clear language setting the standard your employees and team as a
whole will be expected to live up to. Essentially, you’ll be translating the information from
the previous section into more practical terms. Some topics to address here include:
What “customer service”, “customer satisfaction”, and “customer success” means to your
team
The responsibilities of individual employees, and those shared by your customer service
team (and the overall organization)
Standards of professionalism when engaging with customers and/or other stakeholders
Note that this information merely describes the bare minimum standards your customer
service team will be expected to live up to. Ideally, your dedicated staff will continually
seek out more ways to raise the bar on a regular basis.
3. Company Customer Service Policies. In this section, you’ll provide more practical
information regarding your organization’s actual customer service policies. For starters,
you’ll want to discuss your team’s policies with regard to things like:

Returns & exchanges: Do you accept returns and exchanges? Are there exceptions? What
limitations are in place?
Order fulfillment: How long do orders typically take to ship? Can customers make changes
to an order once it’s placed? Can they cancel an order?
Payment methods and options: What payment options are accepted? Do you offer
financing?
This section should also provide info regarding your customer service team’s operations,
such as:
The channels on which they operate
Their hours of operation and availability
Their modes of response (and typical response times for each)
In reading this section of your CSP, your team and/or your customers should know a)
what the customer is privy to in terms of customer service, and b) how your team will
provide it to them.
4. Customer Service Procedures, Protocols, and Workflows. Taking cues from the
previous section, here’s where you’ll describe the actual processes your team and/or your
customers will go through when specific services are rendered. Your internal CSP
documentation should be a bit more detailed, here. Though not as in-depth as
comprehensive standard operating procedure documentation, this section of your CSP
should explain things such as:

Your customer-facing documentation will explain how all this looks from the
consumer’s perspective. That is, it should explain the backend processes the customer
doesn’t see in a way that makes sense to them, eases any potential frustration, and
strengthens their trust in the provider.
5. Escalation Policies and Procedures. Your internal CSP document should include
your team’s policies for customer service escalation — and any instructions your team
should follow when such situations arise.
You might also include language defining the limits of your escalation policies. This
will protect your employees from overextending themselves (and your company’s
resources) in trying to fix a problem that may well be out of their hands.
6. Quality Assurances and Service Guarantees. Finally, your customer service policy
should include a section on any guarantees you offer your customers — whether with
regard to the services you provide, or your overall brand experience.

Though more for the customer than employee use, you might still include this info
within your internal CSP to reiterate and reinforce your customer service vision in the
eyes of your team.
Again, this isn’t an “official” list of what to include in a customer service policy —
because there’s no such thing.
Rather, your customer service policy is just that: yours. While it should include
much of the info discussed above, you’ll likely need to include additional industry- and
brand-specific information within your unique CSP.
That said, you should now have a pretty good head start in determining what to
include, and where to focus your attention, when creating your own customer service
policy.
The bulk of your customer service policy should be guidelines for how your
customer service representatives will act in specific circumstances. They’ll be unique to
your business, but there are some common things to consider including.
Your company values. These can be part of your customer service mission statement.
Promised response and resolution time. Will you get back to your customers in one
hour or six? How soon will you resolve an issue? What are your support hours?
Guidelines for professionalism. When your employees interact with customers, how
should they behave? For in-person interactions, this could include guidelines for
professional dress. For remote customer service agents, it might include expectations for
how they greet and speak to customers.

How you’ll collect feedback. Include how you’ll collect it and how often. If your customer
service policy is customer-facing, let customers know how they can contact you and how
you’ll respond to negative feedback.
What to do when customers are unhappy. If the customer isn’t satisfied, do they get a
refund? Store credit?
The escalation matrix. Make sure everyone knows what to do when these policies or
(service level agreements) SLAs are violated.
Guidelines for inter team collaboration. What is the common procedure for raising bug
requests? What are acceptable wait times? How do you escalate delays from other
departments?

Sometimes the task of customer engagement will be passed from sellers (who closed
the deal) to Customer Success Managers or Account Managers who will help the client
unlock the full value of your product or service. It involves actively fostering relationships,
providing value at every touchpoint, and ultimately, cultivating loyalty that lasts.
But customer engagement is a two-way street: it isn’t just about adding value for the
client. Your business also benefits by collecting data that can inform product development
decisions, your go-to-market strategy, and help understand your brand’s perception.
Brands are so often concerned with acquisition, clicks, and conversions, that it can
be easy to forget the importance of the moments in between. Engaging customers
between and beyond purchases will strengthen their emotional connection with your
brand. Stronger connections between your customer and the brand will help you retain
your hard-won customers.

brand. It nurtures loyalty, increases the average customer lifetime value, and helps keep
customer acquisition costs (CAC) low.

fully transparent! Overstepping ethically can lead to privacy concerns and erode customer
relationships.
