Poor staff behaviors such as rudeness, slow response times, and unhelpfulness negatively impact guest satisfaction in Nairobi budget hotels. When staff are perceived as unfriendly or inattentive, guests may feel undervalued and disrespected, leading to dissatisfaction and a lower likelihood of returning. Guests expect staff to be friendly, responsive, and helpful to enhance their stay experience .

Understanding guest expectations is crucial because it sets a benchmark for service delivery and helps bridge the gap between perceived and expected service quality. When staff behavior aligns with what guests expect, the likelihood of achieving high guest satisfaction and retention increases. This understanding enables hotels to tailor their services and staff training programs to meet these expectations effectively .

The study's limitations, such as its focus solely on budget hotels in Nairobi, suggest that the findings may not be applicable to other geographical areas or to higher-end hotels. Additionally, reliance on subjective guest opinions introduces variability, as personal perceptions can differ widely. These factors together limit the generalizability of the findings beyond the specific scope and context of the study .

Guest opinions may not always reflect the actual quality of service due to subjective biases, individual differences in expectations, and personal experiences. Emotional states, prior experiences, or cultural differences can also influence guests' perception of staff behavior, making it challenging to attain an objective measure of quality purely based on guest feedback .

Improving staff conduct can lead to enhanced guest satisfaction, resulting in higher guest retention rates and increased repeat business. Such improvements can also elevate the hotel's reputation, leading to positive word-of-mouth marketing and ultimately, an increase in occupancy rates. By aligning staff behavior with guest expectations, budget hotels become more competitive in the market, potentially leading to overall improved financial performance .

Currently, hotel staff behavior in Nairobi often falls short of guest expectations. Guests expect staff to be friendly, helpful, and responsive, but their experiences frequently involve encountering rude and unhelpful behavior. This mismatch contributes significantly to guest dissatisfaction and underscores the need for improvements in staff-customer interactions .

Hotel managers often believe that the services provided are good, basing their view on operational metrics or anecdotal feedback. However, actual guest experiences may differ significantly, especially when guests encounter rude or unresponsive staff. This disconnect suggests that managers might not be fully aware of the negative interpersonal dynamics affecting guest satisfaction or underestimate their impact .

Strategies to improve staff behavior might include comprehensive training programs focused on customer service skills, regular performance evaluations, staff incentives tied to guest feedback, and implementing a culture of accountability. Encouraging open communication channels between guests and management can also help to promptly address any issues that arise, thereby enhancing guest satisfaction .

Staff training plays a critical role in addressing issues with guest satisfaction by equipping employees with the necessary skills and tools to meet and exceed guest expectations. Effective training can educate staff on the importance of a positive attitude, effective communication, and hospitality skills, directly mitigating issues of rudeness and unresponsiveness.
