Introduction
Background and Purpose
Big data analytics solutions are being used more often by businesses all over the world in
customer relationship management (CRM). Customer relationship management, or CRM, is a
strategy that companies use to manage their interactions with customers to increase customer
happiness, loyalty, and retention rates. CRM entails collecting and analysing client data, which is
then used to produce individualised marketing plans and niche advertising campaigns.
Businesses can gather, store, and analyse vast amounts of data from several sources, including
social media, customer reviews, and purchase history, among others, thanks to big data analytics.
As a result, firms may now evaluate their operations with knowledge (Yaqoob et al., 2016). Big
data analytics might help businesses learn more about the habits, trends, and preferences of their
customers, which could then be used to create CRM plans that are more effective. One of the top
online retailers in the UK is eBay, and it has been embracing big data analytics to enhance its
CRM procedures. E-bay has a wealth of client data that it utilizes to categorize its users and
tailor its marketing messages, including transactional data, behavioural data, and social media
data (Kumar & Reinartz, 2018). Big data analytics is another tool that eBay utilizes to track
consumer feedback and pinpoint areas where its goods and services may be improved.
This study uses E-bay as a case study to examine the use of big data in customer relationship
management (CRM) and its effects on client retention. The research intends to investigate eBay's
big data analytics platform, how it segments consumers and uses big data to tailor marketing
campaigns, and how these factors relate to customer loyalty and retention.
Relevance
Big data analytics and digital marketing all have a lot to learn from the planned study on the
impact of big data on customer relationship management (CRM). To increase customer
happiness, loyalty, and retention, companies across all sectors have been devoting significant
resources to establishing successful customer relationship management (CRM) strategies in
recent years.
5
Justification
Because of its significance and relevance to present-day business practice, the topic of big data's
function in customer relationship management (CRM) was selected for this article. When it
comes to customer relationship management (CRM), the use of big data analytics to better
understand consumer habits and preferences is becoming increasingly crucial. This research will
utilise eBay as a case study since it is one of the most successful online retailers in the UK and
because it has been applying big data analytics to its customer relationship management
strategies (Vasarhelyi et al., 2015). The study's overarching goals are to learn more about Ebay's
big data analytics platform, how the company uses big data to categorise and target its
consumers, and how this affects the company's customer retention rate (Warren et al., 2015).
This research will add to the growing body of literature on customer relationship management
and big data analytics, as well as offer useful guidance to companies considering using big data
analytics in their CRM strategies.

Literature Review
Big Data Analytics Platform and Tools
Businesses in today's digital age generate vast volumes of data from a variety of sources,
including social media, online transactions, consumer interactions, and other sources. This data
may be used in a variety of ways. Big data refers to this enormous quantity of data, which can be
difficult to handle, store, and analyse when utilising typical approaches (Chen & Zhang, 2014).
To handle and analyse large amounts of data, organisations require sophisticated platforms and
tools for big data analytics. Big data analytics platforms are software systems that offer the
required infrastructure for storing, processing, and analysing huge and complicated information.
These platforms can store massive amounts of data, perform complex analyses on that data, and
save the results. According to Borgman and Sahoo (2017), these platforms make use of
distributed computing systems and storage to process massive volumes of data in parallel, which
subsequently makes it feasible to conduct data analysis at a more rapid pace. Hadoop is a big
data platform that is open-source and is widely utilised for the distributed storage and processing
of enormous datasets. According to Borgman and Sahoo (2017), it offers an ecosystem of tools
for the administration and processing of data, some of which include HDFS, MapReduce, and
YARN.
Applications designed specifically to glean insights from massive datasets are known as "big
data analytics tools." To assist organisations in better comprehending their data, these tools
include a variety of functions, some examples of which are data cleansing and integration, data
visualisation; and statistical analysis. Data processing technologies such as Hive and Pig are
frequently utilised in conjunction with Hadoop. Pig is a high-level language that is used for
constructing MapReduce programmes, whereas Hive is an interface that is similar to SQL and
enables users to query big datasets that are stored in Hadoop (Borgman & Sahoo, 2017). Hive
was developed by Cloudera. The creation of visual representations of data using tools for data
visualisation such as Tableau and [Link] makes it simpler for organisations to comprehend and
analyse the data they collect. According to Wang et al., (2018), these technologies make it
possible for organisations to generate interactive dashboards, reports, and charts, all of which
may assist businesses in gaining insights into the data they collect. In conclusion, organisations
really need to have platforms and tools for big data analytics if they want to successfully manage
8
and analyse enormous datasets (Lee, 2017). The incorporation of these platforms and tools into
CRM strategies may help businesses obtain significant insights into the behaviour and
preferences of their customers, which in turn leads to improved decision-making and an
enhanced experience for those customers.
Customer Segmentation and Personalized Marketing Strategies
Segmenting a company's client base into subsets defined by shared features such as
demographics, purchasing habits, and hobbies is known as customer segmentation (Verhoef et
al., 2017). It is a crucial part of Customer Relationship Management (CRM) since it allows
businesses to learn more about their client's individual requirements, which in turn allows them
to improve their advertising strategies. Conversely, personalised marketing strategies entail
utilising client information to craft unique and effective marketing messages (Kumar & Reinartz,
2016). This method has been proven to increase customer engagement and loyalty by making
consumers feel that their demands are being heard and met by the business. According to
Verhoef et al., (2017), some of the techniques that may be used to separate a customer base
include demographic segmentation, psychographic segmentation, and behavioural segmentation.
According to Kumar & Reinartz (2016), a range of techniques may be employed to create
marketing strategies that are specifically designed for certain clientele. These tactics are based on
data gathered from numerous consumer touchpoints, such as an individual customer's online
behaviour, previous purchases, and survey responses (Payne & Frow, 2016). The development of
mobile applications, marketing via social media, and email marketing are some of the strategies
that may be used to target certain customer groups with the appropriate information, according to
Kumar & Reinartz (2016). Companies that want to strengthen their relationships with their
customers and enhance their CRM practises can benefit greatly from implementing a strategy
that combines customer segmentation with personalised marketing. Companies may enhance
their bottom lines by boosting consumer engagement and loyalty via the use of data analytics and
personalised marketing strategies.
Impact of Big Data Analytics on Customer Loyalty and Retention
The analysis of large amounts of data has evolved into a useful tool for consumer segmentation
as well as personalised marketing methods, both of which are essential for enhancing client
loyalty and retention. Companies can obtain insights into consumer preferences, behaviours, and
9
wants through the analysis of customer data, which can then be utilised to build focused
marketing campaigns and personalised solutions. According to the findings of a study that was
conducted by Huang and Rust (2018), businesses that make use of big data analytics to provide
consumers with individualised experiences are more likely to witness a rise in customer loyalty
and happiness. In addition, the analysis of large amounts of data may assist businesses in
promptly locating and responding to issues and complaints raised by customers. This is vital
because rapidly resolving concerns that have been raised by consumers can assist to develop trust
and loyalty with those customers. According to the findings of a study that was conducted by Li
et al. (2018), consumers who had their problems treated promptly were more likely to remain
loyal clients. Companies can boost customer happiness and loyalty by proactively addressing
often occurring problems and pain spots by utilising big data analytics to locate these problems
and sources of friction.
When it comes to utilising client data, however, businesses need to keep privacy issues and
ethical considerations front and centre in their minds. As was noted before, making excessive use
of customer data can result in consumers being concerned about their privacy and lacking trust in
the company, which can eventually lead to a decline in customer loyalty and retention. As a
result, businesses have an obligation to their customers to disclose their data collecting and
utilisation practises, as well as to guarantee that they do so in an ethical manner. This focuses on
the significance of the use of big data analytics in the process of enhancing customer loyalty and
retention inside enterprises. It is possible to achieve higher levels of customer satisfaction and
loyalty by proactively addressing concerns and having the flexibility to use data collected from
customers to personalise their experiences. However, to guarantee the correct use of consumer
information, ethical issues and privacy concerns must be considered. Businesses can use the
benefits of big data analytics to their advantage and yet retain positive relationships with their
customers if they can strike the correct balance.
The Use of Big Data Analytics in Customer Relationship Management Practises
Brings Both Benefits and Challenges
Integrating big data analytics into CRM practises has become increasingly important in recent
years. One major advantage of using big data in customer relationship management is the
possibility of learning more about individual customers' habits, likes, and needs. These insights
10
may be used to enhance targeted marketing activities and improve client engagement and
retention methods. According to Wang et al. (2018), businesses that make use of big data
analytics to segment their client base and develop personalised marketing campaigns based on
the interests and actions of individual customers might increase their likelihood of success. This
has the potential to result in increasing levels of customer satisfaction as well as customer
loyalty, which will ultimately lead to increased levels of sales and income for the firm. The usage
of big data in CRM practises does, however, bring several obstacles that must be overcome. The
sheer amount as well as the intricacy of the data is one of the primary obstacles. Companies need
to have the infrastructure and tools necessary to handle and analyse huge volumes of data,
including the capacity to discover and extract important data points from a variety of sources. In
addition, these companies need to be able to do so promptly. According to Verhoef et al. (2017),
this necessitates making large investments in both technology and manpower, namely in the form
of data scientists and analysts.
Keeping users' personal information private and secure while employing big data analytics in
CRM is another one of the system's challenges. Companies have a responsibility to ensure that
they are collecting and retaining consumer data in a manner that is responsible and ethical and
that they have suitable policies and practises in place to secure customer data from unauthorised
access or use. This is of utmost significance considering the growing emphasis being placed on
the enforcement of data privacy rules such as the General Data Protection Regulation (GDPR)
and the California Consumer Privacy Act (CCPA) (Huang & Rust, 2018). Utilising big data
analytics in CRM practises may provide considerable benefits; however, businesses need to be
aware of the problems that come along with doing so and take the proper steps to overcome
them. As a result of doing so, businesses may improve their understanding of their consumers,
build more successful marketing tactics, and eventually strengthen client loyalty and retention,
which ultimately results in improved revenue and profitability.

Theoretical Framework

Methodology
Philosophies
Given the focus of this study, positivism is selected as the best applicable research philosophy.
Quantitative data analysis methods are central to positivism, a philosophical position that
promotes the use of data in the study of observable and quantifiable events. This provides direct
observation and quantitative analysis provide the best means of gaining knowledge (Nayak &
Singh, 2021). To examine the importance of big data in CRM practises that can be quantified and
analysed using statistical approaches, this study focuses on analysing secondary data from E-bay.
Research Design
The approach that defines how the research questions will be addressed is referred to as the
"research design." A descriptive research design will be utilised to carry out this investigation on
the function that big data plays in CRM. The researcher is allowed to describe and analyse the
features of a particular occurrence, population, or situation when the descriptive research design
is utilised (Kumar, 2018). This design is suitable for this research because it enables the
researcher to describe the impact of big data analytics on customer relationship management, the
benefits and challenges of utilising big data analytics in CRM practises, how eBay uses big data
to segment its customers and personalise its marketing strategies, and how eBay's big data
analytics platform is used to collect, manage, and analyse customer data (Pandey & Pandey,
2021). This design is suitable for this research because it enables the researcher to describe the
benefits and challenges of utilising big data analytics in CRM practices. The use of statistical
tools to analyse the quantitative data that will be gathered from secondary sources is something
that may also be made possible by using a descriptive research approach.
Approaches
For the sake of this investigation, a deductive strategy is recommended. A technique to study
known as the deductive approach starts with a theory or hypothesis and then moves on to testing
that theory or hypothesis using empirical facts. With the use of empirical data gathered from
eBay in the UK, the hypothesis that big data analytics may have a beneficial effect on customer
relationship management (CRM) will be investigated and evaluated in this study (Patel & Patel,
2019). Because it enables the testing of certain hypotheses and ideas by making use of empirical
13
evidence, the deductive method is an appropriate choice for this investigation. The theory will be
put to the test, and evidence will either be provided to support or reject it, based on the data
acquired from secondary sources. The use of a structured method like the deductive approach,
which guarantees that the investigation is carried out in an organised and rational fashion, is
another reason why this method is suitable for the job.
Strategies
A mixed research strategy for this project will be suitable, one that incorporates both quantitative
and qualitative research methods. To collect numerical data from big datasets and give a
statistical analysis of the relationship between variables, it is needed to make use of quantitative
research methodologies. Quantitative data will be the shape that the data takes once it has been
analysed using eBay's big data analytics platform and capabilities (Al Kilani & Kobziev, 2016).
On the other hand, the use of qualitative research methods will allow the researcher to gain a
deeper understanding of how eBay uses big data to personalise its marketing strategies, as well
as identify the benefits and challenges of using big data analytics in CRM practices. Due to the
comprehensive nature of the previously mentioned research methodologies, it is strongly advised
that this study make use of a combination of qualitative and quantitative research methods for its
data collection (Ørngreen & Levinsen, 2017). By combining several methods of research and
triangulating the findings from several different sources, the researcher will be able to gain a
more in-depth grasp of the subject under investigation. This technique will not only improve the
reliability and validity of the conclusions of the study, but it will also give a full grasp of the
subject at hand.
Data Collection Method
The approach of collecting secondary data is recommended for this study on the use of big data
in the customer relationship management (CRM) system used by eBay in the United Kingdom.
The term "secondary data" refers to information that is already in existence and has been
compiled by a third party; this information can be found in a variety of places, including
academic publications, reports, and internet databases (Zhang et al., 2023). The usage of
secondary data comes with a plethora of benefits, the most notable of which is its time- and cost-
efficiency, as well as its accessibility and availability of big data sets. Furthermore, secondary
data can give useful insights and information on prior research, trends, and patterns. Secondary
14
data can be gathered for this study from official publications published by eBay, academic
journals, and any other pertinent sources that offer insights on big data and customer relationship
management (Snyder, 2019). The utilisation of secondary data will guarantee that the study is
cost-effective and efficient while offering a full analysis of the issue.
15
Research Ethics
Before beginning the study, the researchers conducting this research will have to get ethical
approval from the appropriate authorities to comply with research ethics. It is planned to get the
sources of the secondary data's informed consent before beginning the project, and both
confidentiality and anonymity will be maintained throughout its duration (Gupta & Gupta, 2022).
The information that was gathered will be used exclusively to carry out this research and will not
be disclosed to any other individuals or organisations. Any possible conflicts of interest will be
reported, and actions will be made to reduce the influence any potential conflicts will have on the
study. The study is going to be carried out in a manner that is compliant with the ethical
principles that have been established by the appropriate professional organisations and
institutions.
