I. Summary
A recent study titled “Customer relationship management and brand image: Empirical evidence
from a marine export company in Indonesia” delves into the analysis of the direct and indirect
impact of customer relationship management and brand image on customer loyalty within the
marine export department of DSV. This study conducted by Rahmasari, Farisyi, Nabila,
Ricardianto, Wahyuni, Trisanto, Moejiono, Rahman, Hasibuan, and Endri, was published in the
Uncertain Supply Chain Management journal in January 2024.
This study aimed to analyze the direct and indirect influence of customer relationship
management and brand image on customer loyalty in the marine export department of DSV
Transport Indonesia through customer satisfaction. Customer Relationship Management in goods
delivery was one of the essential variables to improve the company’s service to satisfy its
customers and impact their loyalty.
Additionally, it stated that customer relationship management has a negative and insignificant
effect on the satisfaction and loyalty of marine export customers of DSV Transport Indonesia.
Thus, the changes occurring in the application of Customer Relationship Management in marine
exports would not affect the satisfaction and loyalty of marine export customers of DSV
Transport Indonesia. Based on the results of this research, it was stated that customer satisfaction
was indirectly able to function as a mediator or mediate the indirect influence of Customer
Relationship Management and brand image on the customer loyalty to marine exports of DSV
Transport Indonesia.
5
II. Conclusion
Based on the analysis results, CRM has a negative and insignificant effect on the satisfaction
and loyalty of marine export customers of DSV Transport Indonesia. So, changes in the
application of CRM in marine exports will not affect the satisfaction and loyalty of marine
export customers of DSV Transport Indonesia. The results of this research indirectly state
that customer satisfaction can be a direct and indirect mediator for the influence of CRM and
brand image on customer loyalty for marine exports of DSV Transport Indonesia. Thus,
changes in the existing CRM implementation on DSV Transport Indonesia can influence
customer loyalty indirectly through the sea export customer satisfaction of DSV Transport
Indonesia.
DSV Transport Indonesia still needs to improve its fairly good brand image and the wrong
impression that still exists among some of DSV Transport Indonesia’s marine export
customers. This is because brand image significantly influences customer satisfaction and
loyalty. This is necessary to increase customer satisfaction and loyalty. For DSV Transport
Indonesia to be observed and controlled correctly, it is necessary to conduct regular customer
satisfaction surveys. The company can improve its services according to customer needs
through these surveys. This is necessary to maintain the satisfaction level of marine export
customers of DSV Transport Indonesia. Similar research in the future can examine the
problems of DSV Transport Indonesia more deeply. Besides discussing CRM, brand image,
customer satisfaction, and customer satisfaction, future researchers can discuss other
variables such as service quality. Using a mixed method to get maximum analysis results is
also recommended.

Introduction:
Founded in 2006 in Sweden, Spotify is now one of the top streaming music platforms globally,
with 182 million premium subscribers as of early 2022. Spotify’s success is also due to its
excellent social media customer service. This case study looks at and shows how Spotify excels
in social media customer service, focusing on its strategies, execution, and impact.
Great focus on Social Customer Care
Spotify prioritizes customer service and merges it with its marketing. They won two Webby
Awards for social media customer support in 2015 and 2016, proving their ability to engage
customers through creative interaction.
Several Channel, One Consistent Identity
Spotify started with customer support through email and their help site. They later added social
media support with the @spotifycares Twitter account, which is now their social customer care
channel. They also use a community forum and YouTube channel to address user questions with
videos.
While they don’t offer direct support on Instagram, the positive user experience shared there
helps promote their brand. The @spotifycares accounts maintain the brand identity but could be
more accessible but linking directly to their main profile.
Consistent Tone and Training
Spotify’s social media team uses a consistent, sincere tone, thanks through training. New agents
begin with email support before moving to the faster-paced social media environment. Spotify
also offers support in multiple languages, making it more accessible.
8
Positive Active Attitude
Spotify addresses issues quickly, often within minutes, especially during office hours. For
widespread issues, they proactively update users and resolve problems with kind gestures like
personalized playlists. This proactive was effective during a site crash in 2016, where quick,
professional handling avoided a crisis.
Impact and Result
Spotify’s Commitment to social media customer service has resolved customer issues effectively
and improved its brand image. Their strategies have increased customer satisfaction, with many
users sharing positive experiences online. This blend of excellent service and strategic marketing
has helped Spotify grow and become more popular.
Conclusion:
Spotify’s approach to customer service on social media shows how a positive, proactive attitude
can turn problems into opportunities for captivating customers and promoting the brand. By
maintaining a consistent identity across channels, providing thorough training, and responding
quickly and positively. Spotify has set a high standard for social media customer service. Their
success is a great example for other brands looking to improve their customer service through
social media.

I. Summary
Customer Relationship Management (CRM) is a technology that helps companies manage
interactions with current and potential customers to enhance customer service relationships and grow
businesses. It allows companies to stay connected to customers, streamline processes, and improve
profitability by tracking interactions and storing customer information such as contact details, purchase
history, preferences, and more. CRM benefits companies of all sizes, from large enterprises to small
businesses and startups, by providing a centralized platform to track customer activities and share
information across departments. It helps improve customer satisfaction, increase efficiency, unlock
opportunities, and drive sales by understanding and serving customers better. Additionally, CRM software
enables employees to work more efficiently, improve offerings, identify issues early, and enhance
customer service.
In the case of Coca-Cola, its success is closely tied to a robust CRM strategy that has
significantly contributed to its growth. Coca-Cola's emphasis on CRM has shifted towards personalized
marketing campaigns, moving away from traditional product-centric approaches. The company invests
heavily in marketing and customer-centric advertising, with a substantial annual expenditure of
approximately $4 billion, representing about 10% of its revenue. Coca-Cola leverages SAP Strategic
Enterprise Management as its CRM technology, implemented in 2009, to enhance customer connectivity,
streamline operations, and drive profitability. Integration of SalesForce CRM software has further
supported the company's growth, particularly through mobile applications for technical and repair
departments. By integrating SalesForce CRM with Enterprise Resource Planning (ERP), Coca-Cola has
optimized sales processes, reduced inventory waste, and enhanced franchise relationships across its
bottling companies through SAP's blockchain platform.
Overall, Coca-Cola's CRM strategy has played a significant role in maintaining strong customer
relationships, optimizing operations, and sustaining its position as a global market leader.
29
II. Customer Relationship Management (CRM)
What is Customer Relationship Management (CRM), and what does CRM system do?
Customer Relationship Management (CRM) is a technology for managing all your company’s
interactions with current and potential customers. The goal of this is to improve customer service
relationships and assist your customers in growing your business. It helps companies stay connected to
their customers, streamline processes, and improve profitability. Customer Relationship Management
(CRM) is also a system or software that helps companies track each interaction or data they have and let
them store customers' contact information including sales calls, customer service interactions, marketing
emails, detailed data on customer’s personal information, purchase history, buying preferences and
concerns, favorite brands, and more.
Who is Customer Relationship Management (CRM) for, and its benefits?
Customer Relationship Management (CRM) is for companies and industries of all sizes. It
benefits large enterprises that need to easily track customer activity in one place and share it across
departments, small businesses that often need to do more with less, and startups looking to be nimble and
efficient. No matter what your industry is or even if your company is a non-profit, if you communicate
with customers – and your employees rely on information about that customer – CRM software can help
you. This CRM software will benefit any department at your company, from sales to service to IT, to
marketing, and more.
With CRM software, customers are served on the day-to-day process. With more reliable
information, the customer’s demand for self-service from companies will decrease. If there is less need to
interact with the company for different problems, customer satisfaction levels are expected to increase.
The ability to easily share data across your teams is a huge benefit to both your customers and your
business. It helps your employees save time, work efficiently, unlock opportunities, and serve customers
better. By understanding your customers better, you can keep your customers happy with better service.
Happy customers become repeat customers and repeat customers spend more. CRM helps you provide the
30
high-quality service that customers are looking for. Also, CRM software helps employees get more done,
faster, and improve their offerings, spot problems early, and identify gaps.
Why is a Customer Relationship Management (CRM) system is important for your business?
To stay ahead of the competition, your company needs to be centered around your customers
and enabled by the right technology. There are plenty of reasons why Customer Relationship Management
is important for your business.
Firstly, a single source of truth. Customer Relationship Management (CRM) software can give
you a clear, unified customer profile – a single, simple, secure, and customizable dashboard with a
customer’s purchase history, order status, outstanding customer service issues, and more. Secondly,
leveraging a CRM system as a centralized source of truth not only benefits customers but also enhances
organizational efficiency, data management, cost savings, and business continuity, and allows sales teams
to focus on driving sales rather than administrative tasks. Lastly, the CRM also connects all your team,
sharing information that makes everyone’s job easier.
III. Coca-Cola CRM
Coca-Cola’s success story is intricately linked to its robust Customer Relationship Management
(CRM) strategy, which has propelled its growth phenomenally. Founded on May 8, 1886, by Dr John
Pemberton and later acquired by Asa Griggs Candler, Coca-Cola has evolved into the 6th most powerful
brand globally. The company's emphasis on CRM has been pivotal to its success, steering away from
traditional product-centric approaches to innovative personalized marketing campaigns.
A significant aspect of Coca-Cola’s strategy involves substantial investment in marketing and
customer-centric advertising, with an annual expenditure of approximately $4 billion, representing about
10% of its revenue. The company’s focus on CRM has enabled the launch of tailored marketing
initiatives, enhancing customer engagement and brand loyalty.
31
Coca-Cola utilizes SAP Strategic Enterprise Management as its CRM technology, implemented
in 2009, to enhance customer connectivity, streamline operations, and drive profitability. Additionally, the
integration of SalesForce CRM software has further bolstered the company's growth, particularly through
mobile applications that support technical and repair departments.
By integrating SalesForce CRM with Enterprise Resource Planning (ERP), Coca-Cola has
optimized sales processes, leveraging CRM data to implement a pull-production system that aligns
production and inventory with customer demand, reducing inventory waste. Moreover, Coca-Cola
Bottlers have embraced SAP's blockchain platform to enhance franchise relationships across its 70
bottling companies.
Overall, Coca-Cola's CRM strategy has been instrumental in driving its success, enabling the
company to maintain strong customer relationships, optimize operations, and sustain its position as a
global market leader.
IV. Conclusion
Customer Relationship Management (CRM) plays a pivotal role in enhancing customer
relationships, improving operational efficiency, and driving business growth. CRM technology allows
companies to manage interactions with customers effectively, leading to improved customer service,
streamlined processes, and increased profitability. It benefits companies of all sizes, from large enterprises
to small businesses and startups, by providing a centralized platform to track customer activities and share
information across departments. By utilizing CRM software, companies can better understand their
customers, provide high-quality service, increase customer satisfaction, and drive repeat business.
In the case of Coca-Cola, the significance of a robust CRM strategy in achieving phenomenal
growth and success. Coca-Cola's emphasis on CRM has enabled the company to shift towards
personalized marketing campaigns, enhancing customer engagement and brand loyalty. Through
substantial investments in marketing and customer-centric advertising, Coca-Cola has leveraged CRM
technology to optimize sales processes, streamline operations, and drive profitability. The integration of
CRM software such as SAP Strategic Enterprise Management and SalesForce has further bolstered Coca-
32
Cola's growth, enabling the company to align production with customer demand, reduce inventory waste,
and enhance franchise relationships across its bottling companies.
Overall, Customer Relationship Management is essential for businesses to stay competitive,
focus on customer-centric strategies, and leverage technology to maintain strong customer relationships,
optimize operations, and sustain market leadership. By embracing CRM, companies can drive growth,
improve efficiency, and enhance customer satisfaction, ultimately leading to long-term success in the
ever-evolving business landscape.
