The full set of qualities that reflect a product's or service's ability to satisfy customers'

needs—both visible and subtle—is referred to as service quality. If companies in the

service sector wish to excel, they must offer their clients high-quality services ( (Kotler,

P., and Armstrong, G., 2014). In addition to this notion, service quality also refers to an

organization's efforts to meet the requirements and desires of its clients and the

suitability of its delivery in meeting clients' expectations. Reliability, responsiveness,

assurance, empathy, and tangibility are aspects of service (Zeithaml, A. V., Bitner J. M.,

and Gremler D. D., 2013). For every customer, or even just one customer all the time,

service quality varies. This makes the job of marketers challenging. They must make

sure that these aspects of the education services are used more effectively to satisfy

the various needs of the clients. To solve the issues related to the unique service

aspects of education, the marketing mix can be used more effectively.

Service quality research has tremendously gained its prominence among various

industries like marketing, healthcare, public entities and other business operations.

Undoubtedly, it has drawn large scale of attention to academic institutions which are

aimed at refining educational services, policies and procedures. The definition of service

quality can be provided from the perspective of how the consumers or users of the

service judge the service based on what they may have experienced (Onditi & Wechuli,

2017).

According to Zareim et al. (2015), when service quality is viewed as a multidimensional concept,

it gives vital advice for managers and decision makers. He asserted that service quality is a

multifaceted concept that requires managers to pinpoint effective service quality areas in order
to determine customer satisfaction. Customers' impressions are gathered and measured in an

effort to evaluate how well an organization's service quality initiatives are working..

The literature that is currently available on the service quality construct in higher education

identifies numerous dimensions, including civil functions, customer service, the company's

public image, mentoring and instructing methods, dependability, tangibles, responsiveness, and

adequacy of resources (Onditi & Wechuli, 2017). Additionally, service quality is mentioned as

being essential for developing and maintaining positive relationships with consumers, therefore

it can be seen of as a forerunner to allround. In this regard, there is an association between

perceived service quality and student satisfaction that is favorable (Mestrovic, 2017). Prakash

and Muhammed (2016) state that it is clear that service quality is important for forecasting

student happiness, which in turn shapes the students' behavioral intentions.

The Servqual scale, created in 1988 by Parasuraman et al., has been shown to be an effective

method for gauging customers' perceptions and expectations of service quality (Marshall &

Murdoch as cited by Pena et al., 2013). It is a tool that is used and acknowledged globally to

determine service quality. This tool has been explored and utilized by numerous researchers to

assess deficiencies across a variety of service sectors (Nadi et al., 2016; Al-Momani, 2015).

Numerous studies on how to gauge customer happiness and service quality have been

conducted in the past years. By putting all product lines in motion to meet the needs of

customers, the goal of assessing service quality and customer pleasure is to raise such metrics

(Lapa & Baştaç, 2012).


Customers evaluate service quality by comparing the services that were provided to them with

the services that they anticipated, interpreting quality in their own way based on a variety of

criteria (Kayral, 2015). The degree of understanding customer demand is the most crucial

element in determining how to assess service quality. In this regard, the ability to foresee the

needs of the consumer also constitutes quality. It is feasible to define service quality as the

client's perception of the service's excellence or supremacy (Duygulu, 2015; Yamur et al., 2015).

The demands and expectations of the client, the characteristics that the service should meet in

relation to these needs and expectations, and the service's fulfillment rate for these

characteristics can thus be used to establish the idea of service quality (Ünver, 2015). Reorder

behavior in tourism is influenced by the extent to which these demands and expectations of the

customers are met.

The degree to which a service meets a clients ’ expectations is referred to as service quality in a

service business (Yousapronpaiboon, 2014). Students and alumni employers are the clients of

distance higher education. Students anticipate completing their coursework on schedule and

achieving their academic goals. Employers who hire alumni anticipate that the graduates will

possess the skills necessary to adjust their abilities to the demands of the job. As a managerial

tool, the quality assurance system helps to meet service quality goals. Universitas Terbuka pays

excellent attention to service 47 quality management system.
