CHAPTER 3: RESEARCH METHODOLOGY

3.1 Introduction
This chapter presents the research methodology adopted for examining the relationship
between customer satisfaction and customer retention in the banking sector of
Islamabad and Rawalpindi. The methodology provides a systematic framework for
collecting, analyzing, and interpreting data to answer the research questions and test the
proposed hypotheses.
The purpose of this chapter is to explain the research design, target population, sampling
strategy, unit of analysis, data collection procedure, development of the research
instrument, and data analysis techniques. The methodological structure of this study is
adapted from previous empirical studies on customer relationship management and
customer retention.
This research adopts a quantitative approach using survey-based questionnaire
responses from banking customers. The methodology ensures reliability, validity, and
consistency in measuring the effect of customer satisfaction on customer retention.

3.2 Research Design


Research design is the blueprint used to guide the collection, measurement, and
analysis of data.
This study uses a quantitative cross-sectional research design. A cross-sectional design
is appropriate because data is collected from respondents at one specific point in time.
This design allows the researcher to examine the existing relationship between customer
satisfaction and customer retention without manipulating any variables.
The quantitative method was selected because it provides measurable and objective
data that can be statistically analyzed to identify patterns and relationships.
The research design is explanatory in nature because it aims to explain how customer
satisfaction influences customer retention in the banking sector.
The study follows a deductive research approach, where hypotheses are developed
based on existing literature and tested using collected data.

3.3 Population and Sample


3.3.1 Target Population
The target population of this study consists of banking customers residing in Islamabad
and Rawalpindi who actively use banking services.
The selected respondents include customers of commercial banks such as:
• Habib Bank Limited (HBL)
• MCB Bank
• Allied Bank Limited
• Bank Alfalah
• Meezan Bank
• National Bank of Pakistan
• United Bank Limited (UBL)
These banks were selected because they represent major financial institutions operating
in Pakistan and serve a large customer base.

The target population includes individuals who:
• Hold an active bank account
• Regularly use banking services
• Have experience with digital banking platforms
• Have interacted with bank staff or customer service

3.3.2 Sample Size


A sample size of 300 respondents will be used for this study. The sample size is
considered appropriate for quantitative research because it provides sufficient data for
statistical analysis and hypothesis testing. Previous studies on customer satisfaction and
retention have used similar sample sizes for reliable results.

3.3.3 Sampling Technique


This study uses convenience sampling. Convenience sampling is a non-probability
sampling technique where respondents are selected based on accessibility and
willingness to participate.
This method is suitable because:
• Banking customers are easily accessible
• It saves time and resources
• It allows collection of data from a large number of respondents
Although convenience sampling may limit generalizability, it is widely used in business
and marketing research.

3.4 Unit of Analysis


The unit of analysis refers to the primary entity being studied. In this research, the unit of
analysis is the individual banking customer.
Each respondent provides personal perceptions and experiences regarding:
• Service quality
• Customer satisfaction
• Loyalty behavior
• Retention intention
The study focuses on individual customer responses because customer retention
decisions are based on personal experiences and satisfaction levels.

3.5 Research Variables


This study consists of the following variables:
Independent Variable: Customer Satisfaction
Customer satisfaction refers to the extent to which customers feel their expectations are
met by banking services. Indicators include:
• Satisfaction with service quality
• Satisfaction with digital banking services
• Satisfaction with complaint handling
• Satisfaction with staff behavior
Dependent Variable: Customer Retention
Customer retention refers to the likelihood that customers will continue using the same
bank's services over time. Indicators include:
• Intention to continue using services

• Resistance to switching banks
• Long-term relationship commitment

3.6 Proposed Data Collection Procedure


The data collection process will be conducted in several stages.
Step 1: Questionnaire Preparation
A structured questionnaire will be designed based on previous literature and validated
measurement scales. The questionnaire will be reviewed by the course instructor to
ensure clarity and relevance.
Step 2: Pilot Testing
A pilot test will be conducted with 20 respondents. The purpose of pilot testing is to:
• Identify unclear questions
• Improve questionnaire wording
• Check reliability
Necessary revisions will be made before final distribution.
Step 3: Distribution of Questionnaires
Questionnaires will be distributed using:
• Physical printed forms
• Google Forms (online)
The survey will target banking customers visiting branches and users reachable through
online banking communities.
Step 4: Collection of Responses
Respondents will be given sufficient time to complete the questionnaire. Incomplete
responses will be discarded. Only properly completed questionnaires will be included in
analysis.
Step 5: Data Entry
Collected responses will be entered into SPSS version 26 for analysis.

3.7 Ethical Considerations


This study follows standard ethical research practices. The following ethical principles
will be maintained:
Informed Consent
Respondents will be informed about the purpose of the study before participation.
Confidentiality
Personal information such as names, CNIC numbers, or account details will not be
collected.
Voluntary Participation
Participation will be completely voluntary. Respondents may withdraw at any time.
Data Protection
Collected data will only be used for academic purposes.

3.8 Development of Data Collection Instrument
The primary data collection instrument for this study is a structured questionnaire. The
questionnaire is developed based on previous studies related to customer satisfaction
and retention. It consists of three sections:
Section A: Demographic Information
This section collects respondent background information such as:
• Gender
• Age
• Education level
• Occupation
• Bank used
• Duration of banking relationship
Section B: Customer Satisfaction
This section measures satisfaction using Likert-scale statements. Sample questions:
• I am satisfied with the quality of banking services.
• My bank responds promptly to complaints.
• Digital banking services meet my expectations.
• Bank staff behave professionally.
Section C: Customer Retention
This section measures retention intention. Sample questions:
• I intend to continue using this bank.
• I would recommend this bank to others.
• I am unlikely to switch to another bank.

3.9 Measurement Scale


A five-point Likert scale will be used for all items in Sections B and C:

2 Disagree
3 Neutral
4 Agree
5 Strongly Agree

This scale is widely used because it is easy for respondents to understand and suitable
for statistical analysis.

3.10 Reliability and Validity


Reliability
Reliability refers to consistency of measurement. Cronbach's Alpha will be used to
assess reliability. A value above 0.70 will be considered acceptable.
Validity

Content validity will be ensured through:
• Review of existing literature
• Expert evaluation
• Pilot testing
Construct validity will be examined through statistical analysis.

3.11 Data Analysis Techniques


Data will be analyzed using SPSS version 26. The following statistical techniques will be
applied:
Descriptive Statistics
Used to summarize respondent demographics. Includes frequencies, percentages,
mean, and standard deviation.
Correlation Analysis
Used to determine the relationship between customer satisfaction and customer
retention.
Regression Analysis
Used to test the impact of customer satisfaction on customer retention. The regression
model is:

The study will test the following hypotheses:
H₀: Customer satisfaction has no significant impact on customer retention.

• If p-value > 0.05 → Accept H₀

3.12 Chapter Summary


This chapter presented the methodology adopted for examining customer satisfaction
and customer retention in the banking sector of Islamabad and Rawalpindi. It explained
the research design, target population, sample size, unit of analysis, data collection
procedure, questionnaire development, ethical considerations, and statistical tools for
analysis.
