EXECUTIVE SUMMARY
This report focuses on assessing customer satisfaction at Ritco Logistics, a company that provides
transportation and logistics services. The objective is to identify the factors that influence customer
satisfaction and to recommend improvements that can enhance service quality and customer
loyalty.
Data was collected from customers through surveys and feedback forms, and the findings indicate
that factors such as timely delivery, staff behavior, and communication play a major role in shaping
customer satisfaction. While most customers are satisfied with the services provided, areas like
tracking systems, grievance handling, and personalized service require further attention.
The purpose of the report is to study how Ritco Logistics approaches customer satisfaction through
its marketing activities and to provide insights for further improvement.
The report concludes that by addressing these areas and implementing effective strategies, Ritco
Logistics can improve customer experience, strengthen relationships, and remain competitive in
the logistics industry. The recommendations provided aim to support the company in achieving

INTRODUCTION TO THE TOPIC
2. CUSTOMER SATISFACTION
2.1 INTRODUCTION
Customer satisfaction is a key indicator of how well an organization fulfills the needs and
expectations of its customers. In today’s competitive business environment, companies cannot rely
only on product quality or pricing; instead, they must focus on building positive customer
experiences. Satisfied customers are more likely to become loyal, recommend the company to
others, and contribute to long-term profitability.
Philip Kotler, the renowned marketing expert, defines satisfaction as: "A person's feelings of
pleasure or disappointment which result from comparing a product's perceived performance (or
outcome) to expectation."
In the logistics sector, CSAT holds elevated importance. A logistics company, such as Ritco
Logistics, does not sell a tangible product; it sells a promise—the guarantee of timely, safe, and
efficient movement of goods. Failure to deliver on this promise has severe repercussions for the
customer, resulting in production delays, inventory shortages, or reputational damage. Therefore,
CSAT in logistics is a measure of supply chain reliability.
The most widely accepted model explaining how satisfaction is formed is the Expectancy-
Disconfirmation Theory (EDT), proposed by Richard L. Oliver (1980). This theory forms the
conceptual framework for the study conducted on Ritco Logistics.
1. Initial Expectations (E): The customer forms beliefs about the service quality before
delivery (e.g., "The delivery will take exactly 4 days").
2. Perceived Performance (P): The actual outcome experienced by the customer (e.g., "The
delivery took 5 days").
3. Disconfirmation (D): The comparison of (E) and (P).
DEFINITION
When the actual service or product matches expectations, satisfaction occurs. If performance
exceeds expectations, customers are highly satisfied, whereas if it falls below expectations,
dissatisfaction arises.
2.2 OBJECTIVES OF CUSTOMER SATISFACTION
Customer Retention: Retaining an existing customer is less costly than acquiring a new
one.
Positive Word of Mouth: Satisfied customers become brand ambassadors.
Revenue Growth: Higher satisfaction leads to increased sales and cross-selling
opportunities.
Competitive Edge: In industries with similar offerings, service quality and satisfaction
decide market leaders.
Feedback for Improvement: Measuring satisfaction highlights areas where
improvements are needed.
These factors relate directly to the physical movement and integrity of the consignment:
Timeliness of Delivery: This is arguably the single most critical determinant in B2B logistics.
Failure to deliver on time stops production lines, incurs fines, and disrupts the customer’s
supply chain. The 35% dissatisfaction found in the Ritco study highlights this as the foremost
operational weakness.
Condition of Goods on Delivery: This metric assesses the safety and care taken during transit.
High satisfaction in this area (as was found for Ritco) indicates successful operational safety
protocols and minimal damage rates.
Tracking System Reliability: In the digital age, real-time visibility is an expectation, not a
luxury. A reliable tracking system reduces customer anxiety and fulfills the Tangibles
requirement of SERVQUAL.
Customer Service and Communication: The ability of the logistics provider to handle
inquiries, resolve grievances, and communicate proactive updates. The high level of
neutral/dissatisfied responses (45%) suggests that the Empathy and Responsiveness
dimensions are severely lacking, often eroding the goodwill built by successful deliveries.
Value for Money (Pricing): While logistics services are often cost-sensitive, customers are
willing to pay a premium if the operational reliability is guaranteed. The study found pricing
to be reasonable, suggesting that the dissatisfaction is driven by poor service execution rather
than excessive cost.
While EDT explains how satisfaction is formed, the SERVQUAL model, developed by
Parasuraman, Zeithaml, and Berry (1988), identifies the what—the specific dimensions
customers use to evaluate service quality. SERVQUAL is crucial for segmenting the performance
of a service provider like Ritco Logistics.
The model groups all aspects of service quality into five key dimensions:
Reliability: The ability to perform the promised service dependably and [Link]

where Ritco faced a challenge with timeliness).
Logistics Example: The speed and effectiveness of the customer service team in addressing a

confidence.
Logistics Example: The professionalism of the driver and the expertise of the sales team regarding
transport regulations.
Logistics Example: Proactively contacting a customer about an unforeseen delay rather than
waiting for them to call.
The study on Ritco Logistics reinforces the theoretical models: overall satisfaction is
determined by performance across multiple dimensions. The analysis revealed that:
The finding that 50% of customers are neutral or dissatisfied with the overall service
indicates a high risk of churn. The company must not be complacent with its strengths; it
must urgently resolve the operational and relational pain points.
To achieve superior CSAT and convert Passives/Detractors into Promoters, Ritco Logistics
must focus its managerial efforts on two strategic pillars:

In India, the logistics industry has witnessed rapid growth over the last two decades, driven by
globalization, liberalization of trade policies, technological advancements, and the rise of e-
commerce. According to industry reports, logistics contributes significantly to India’s GDP and
provides large-scale employment opportunities. The sector has also become a key enabler of
government initiatives such as Make in India, Digital India, and Atmanirbhar Bharat. With
increasing demand for cost-efficient, technology-driven, and timely solutions, logistics companies
are continuously innovating to stay competitive.
In this highly competitive environment, customer satisfaction has gained prime importance.
Customers no longer judge logistics companies merely on the basis of freight charges or the ability
to transport goods; they also expect timely delivery, proper handling of goods, accurate
documentation, transparency in tracking, responsive customer support, and overall service quality.
A small delay or inefficiency can create dissatisfaction, which not only results in the loss of clients
but also damages the reputation of the company. Thus, customer satisfaction has now become a
strategic necessity rather than just a marketing concept.
Marketing in the logistics sector has also transformed significantly. Traditionally, logistics
companies relied on personal relationships and basic service offerings. However, with
digitalization, rising competition, and changing customer expectations, companies are now
focusing on relationship marketing, service differentiation, and customer experience management.
The success of logistics firms largely depends on how effectively they can align their marketing
strategies with customer needs and satisfaction levels.
Given this scenario, the present study focuses on Ritco Logistics, a leading logistics service
provider in India. As the logistics industry becomes increasingly dynamic, it is important to
analyze how a reputed company like Ritco manages its marketing strategies and customer
satisfaction practices. Studying Ritco Logistics not only provides insights into the

RESEARCH METHODOLOGY
4.1 INTRODUCTION
Research methodology refers to the systematic framework adopted for collecting, analyzing, and
interpreting information in order to achieve the objectives of the study. Since this report focuses
on customer satisfaction in marketing at Ritco Logistics, the methodology is designed to collect
both primary and secondary data to understand customer perceptions, service quality, and the
company’s marketing practices.
The study is descriptive in nature, as it aims to describe the level of customer satisfaction and
analyze the effectiveness of marketing strategies at Ritco Logistics. A descriptive research
design is appropriate because it provides insights into the existing situation without manipulating
variables.
The present study is based on a descriptive research design, which is primarily concerned with
describing the existing situation in a systematic and factual manner. Unlike experimental
research, descriptive design does not involve manipulating variables; rather, it seeks to provide a
clear picture of the current conditions. In the context of this project, it has been adopted to study
the level of customer satisfaction at Ritco Logistics with respect to its marketing practices and
service delivery.
This design is appropriate because the objective of the study is not to establish cause-and-effect
relationships but to understand and analyze customer perceptions, opinions, and experiences. By
using descriptive research, the study aims to identify the factors influencing satisfaction, such as
timeliness of delivery, communication, service quality, and reliability, and to evaluate how
Ritco’s marketing efforts shape customer attitudes.
The methods applied under this design include survey questionnaires, interviews with
employees, personal observation during the training period, and analysis of secondary data from
company reports and industry sources. This combination ensures a balanced understanding of
both customer viewpoints and organizational practices.
One of the major advantages of this research design is that it provides a comprehensive and
accurate picture of the present scenario, which can help in decision-making and
recommendations for improvement. However, it also has certain limitations, such as its inability
to establish causal relationships and the possibility of biased responses from customers. Despite
these limitations, descriptive research design is the most suitable approach for this project, as it
allows for a detailed assessment of customer satisfaction without altering the natural setting.

Primary data is original, first-hand information collected directly from the source for a specific
research purpose. In contrast, secondary data is pre-existing, second-hand information that was
collected by someone else for a different purpose and is being reused.
b) Secondary Data
Secondary data is secondhand information that was originally collected by a different party for a
different purpose. It is readily available from existing sources, making it a quick and cost-
effective option for researchers.

The study used a convenience sampling method, as data was collected from customers and
employees who were readily available during the training period.

A total of 100 respondents customers and selected employees of Ritco Logistics were
surveyed/interviewed.

Customers who availed services of Ritco Logistics during the study period.
Employees working in customer service and marketing departments.
And other franchise owner who are running a best relationship with logistics industry.

The largest segment is the Passives (55%). These customers are satisfied enough to stay but not
enthusiastic enough to recommend. They are highly vulnerable to competitors who can offer

6.1 FINDINGS
This chapter deals with major findings of the study which are as follows:
The main objective of every analysis is to find whether the customers are satisfied with the
service provided. Following are some of the suggestions given for the improvement of the
product and services.
In conclusion, customer satisfaction plays a vital role in the success and growth of Ritco Logistics.
The findings from this report highlight that timely delivery, efficient communication, and
courteous staff significantly contribute to customer loyalty and positive experiences. However,
there are areas that require improvement, such as tracking systems and grievance redressal
mechanisms, to ensure customer expectations are consistently met.
