Chapter 5: Summary, Conclusion and Recommendations
This chapter provides a summary of the key findings of the study, draws conclusions based
on these findings, offers practical recommendations for manufacturing Small and Medium-
sized Enterprises (SMEs) in Bauchi State, and suggests areas for future research.
5.1 Summary of Findings
This study aimed to investigate the impact of effective customer service on organizational
productivity in manufacturing SMEs in Bauchi State, Nigeria. Utilizing a descriptive survey
research design and collecting data from 195 managers and owners of manufacturing SMEs,
the study employed both descriptive and inferential statistics to analyze the collected data.
The key findings are summarized as follows:
1 Current Customer Service Practices: The study identified that manufacturing
SMEs in Bauchi State implement various customer service practices, with varying
degrees of effectiveness. While there is an awareness of the importance of customer
interaction, the consistency and quality of these practices across all dimensions of
customer service (tangibles, reliability, responsiveness, assurance, and empathy) can
be improved.
2 Organizational Productivity Levels: The assessment of organizational productivity
among the sampled manufacturing SMEs revealed that while some businesses
demonstrate healthy sales growth, market share, and customer retention rates, there is
significant room for improvement across the sector. Challenges related to market
competition and customer loyalty were evident.
3 Effective Customer Service and Sales Growth: The study found a strong positive
and statistically significant relationship between effective customer service practices
and the sales growth of manufacturing SMEs in Bauchi State (r = 0.685, p < 0.001).
Specifically, responsiveness and reliability of customer service were identified as
significant predictors of sales growth.
4 Effective Customer Service and Market Share: A significant positive correlation
was established between effective customer service practices and the market share of
manufacturing SMEs in Bauchi State (r = 0.612, p < 0.001). Empathy and assurance
in customer service were found to be significant positive predictors of market share.
5 Effective Customer Service and Customer Retention: The research revealed a very
strong positive and statistically significant relationship between effective customer
service practices and customer retention rates in manufacturing SMEs in Bauchi State
(r = 0.730, p < 0.001). All five dimensions of SERVQUAL (tangibles, reliability,
responsiveness, assurance, and empathy) were found to be significant positive
predictors of customer retention, with reliability and empathy showing the strongest
influence.
In essence, the study unequivocally demonstrates that effective customer service is not
merely a peripheral function but a central driver of organizational productivity, as measured
by sales growth, market share, and customer retention, for manufacturing SMEs in Bauchi
State.
5.2 Conclusion
Based on the comprehensive analysis of data and the summary of findings, this study
concludes that effective customer service plays a pivotal and indispensable role in enhancing
the organizational productivity of manufacturing Small and Medium-sized Enterprises
(SMEs) in Bauchi State, Nigeria. The consistent and positive relationships observed across all
tested hypotheses confirm that investments in customer-centric strategies yield tangible
benefits in terms of business growth and sustainability.
Manufacturing SMEs that prioritize and excel in delivering responsive, reliable, empathetic,
assuring, and tangible customer service are more likely to experience higher sales growth,
capture a larger share of the market, and, most importantly, retain their valuable customers.
This reinforces the theoretical underpinnings of the study, particularly the Expectancy
Disconfirmation Theory, where positive service experiences lead to satisfaction and loyalty,
and the Resource-Based View, where superior customer service acts as a valuable and
inimitable competitive advantage.
In the competitive and often challenging business environment of Bauchi State, effective
customer service emerges not just as a good business practice but as a strategic imperative for
survival, growth, and sustained profitability. For these SMEs, customer service is a critical
differentiator that can significantly influence their ability to thrive and contribute to the local
economy.
5.3 Recommendations
Based on the findings and conclusions of this study, the following recommendations are put
forth for manufacturing SMEs in Bauchi State, policymakers, and other stakeholders:

6 Invest in Customer Service Training: SMEs should regularly train their employees
on all aspects of customer service, focusing on the SERVQUAL dimensions.
Emphasis should be placed on developing skills in responsiveness, empathy, and
effective communication to ensure consistent and high-quality customer interactions.
7 Prioritize Reliability and Responsiveness: Given their significant impact on sales
growth and customer retention, manufacturing SMEs must ensure that they
consistently deliver on their promises (reliability) and respond promptly and
efficiently to customer inquiries, complaints, and needs (responsiveness). This
includes timely product delivery, accurate order fulfillment, and quick resolution of
issues.
8 Foster Empathy and Assurance: To enhance market share and customer retention,
SMEs should cultivate a culture of empathy, where employees genuinely understand
and share the feelings of customers. Building assurance through knowledgeable and
courteous staff who inspire trust and confidence is also crucial.
9 Leverage Customer Feedback: Implement robust systems for collecting, analyzing,
and acting upon customer feedback. This feedback is invaluable for identifying areas
for improvement in products, services, and overall customer experience. Regular
surveys, suggestion boxes, and direct communication channels can facilitate this.
10 Integrate Customer Service into Business Strategy: Customer service should not
be viewed as a standalone department but as an integral part of the overall business
strategy. Management should champion customer-centricity and ensure that all
operational processes are aligned with delivering exceptional customer experiences.
5.3.2 Recommendations for Policymakers and Government Agencies

agencies like SMEDAN and the Bauchi State Ministry of Commerce, Industry and
Tourism should develop and promote programs that provide training, resources, and
incentives for manufacturing SMEs to improve their customer service capabilities.
12 Facilitate Access to Technology: Encourage and support SMEs in adopting
technology that can enhance customer service delivery, such as CRM software, online
communication platforms, and digital feedback systems. This can be achieved through
subsidies, grants, or technical assistance programs.
13 Create an Enabling Business Environment: Continue to address infrastructural
deficits (e.g., power supply, road networks) that indirectly affect customer service
delivery (e.g., timely delivery of goods) and overall productivity of manufacturing
SMEs.
5.4 Suggestions for Further Studies
This study has provided valuable insights into the impact of effective customer service on
organizational productivity in manufacturing SMEs in Bauchi State. However, it also opens
avenues for further research:

in customer service practices and organizational productivity over an extended period,
thereby establishing stronger causal relationships and identifying trends.
