AmazonTry and Buy Home new service is positioned on Quadrant B because of the
following reasons:
1. Same Customer Needs: The essential customer need is convenience and goods
delivery. Although the addressed issue is unique to large objects and the underlying
desire is to make an online purchase with a high degree of certitude and minimum
risk, which is already the promise of Amazon. It basically increases the gratification
of a need already in existence.
2. Different/New Operational Capabilities: This service has to make extensive
changes to the current operation model of Amazon regarding large items:
Specialized Logistics: This needs two-person installation/uninstallation teams, which
are specialized and trained rather than regular delivery teams.
Inventory & Reverse Flow: The returns are made to a holding/quarantine procedure
to be inspected and possibly repackaged, which is more complicated than the normal
returns on apparel.
Scheduling Complexity: The more granular scheduling and tracking system will
have to be integrated to handle the particular 72-hour trial window and the follow-up
collection appointment.
The Second Large Item Network: Amazon already works with large appliances and
furniture, which presents it with a platform of warehousing, fleet and routing
technology.
Customer Data Advantage: Amazon has the ability to serve the service to customers
who have a track record of shopping or buying big items and will yield the greatest
profit based on the logistics investment.
Vendor Lock-in: The provision of ATBH would encourage high-end furniture and
appliance brands to sell on Amazon exclusively since the service addresses the largest
online sales issue.
Risk Factors
High costs of Reverse Logistics: Two-way professional delivery and installations are
very expensive, particularly when rejection rate exceeds the expected level.
Product Damage/Wear: The probability of the furniture being damaged, wore, or
even used in the 72 hours trial period is high as compared to the apparel hence the
inventory markdown losses are made.
Scheduling Conflicts: The fine process of arranging the exact three-point schedule
(initial delivery, installation, 72-hour check, uninstallation, collection) with various
customers may cause delays and dissatisfaction in customers in case it is not perfectly
performed.
2. The Design Gap (What Amazon Plans to Do vs.). What the Rules Say)
What is the gap? The official rules and standards Amazon sets on the employees are not good
enough to guarantee the great service that Amazon has an idea of (such as fast delivery).
Amazon is Lacking How to Address it
3. The "Doing" Gap (What the Rules Say vs. What Employees Actually Do)
What is the gap? This is the biggest gap. Employees (and particularly the delivery partners)
are aware that there are rules, but they do not have the time to adhere to them because of
pressure, lack of resources or lack of proper training.
Amazon is Lacking How to Address it

overworked with excessive number of Offer a higher level of logistics support to

on the promise.
4. The "Telling" Gap (What Amazon Promises vs. What They Deliver)
What is the gap? The information as presented in its advertisements or on its website by
Amazon is not exactly the same in the real world.
Amazon is Lacking How to Address it
Conclusion:
Amazon India is a large company with strong positions on the Indian e-commerce market
after investing heavily in technology, logistics infrastructure and locally oriented customer
service schemes. The company has localized its international platform to address the
peculiarities of the Indian culture, infrastructure and regulation, providing a wide selection of
products and new services such as Amazon Prime, Amazon Now and Amazon Global
Selling.
Although successful, Amazon India is experiencing critical service design challenges that are
based on the cost-effectiveness versus high-quality customer-delivery issues. Complexity of
logistics in expansive geographic areas, seller authenticity management, specific customer
needs in metro and non-metro areas and service consistency still are challenges that point to
the current conflict in creating scalable and customer-driven services. Using the Service-
Dominant Logic approach, Amazon India becomes less centered on selling good products
and more focused on value co-creation with its customers, in the form of smooth online
experiences and strong systems of services. The combination of technology, human resources
and infrastructure Amazon provides enables the customer to engage in his or her participating
process of shopping, refining selection, monitoring delivery and assessing feedback and
Amazon keeps enhancing the process through AI-driven personalization and
operationalization optimization.
Other areas of sensitive service weaknesses as identified in the assignment include the
Knowing Gap where Amazon fails to respond to the subtle needs of Indian customer, the
Design Gap where Amazon fails to plan and deliver its services and the Doing Gap where the
gap between policy and actual employee performance. The bridge to these gaps is the
incorporation of improvements like language localization, better delivery policies, human
interaction and understanding of the customer service and better reverse logistics. Emerging
service services, such as the Amazon Try-Buy-Home program on the bulky goods, highlight
the focus of Amazon at Indian markets to help resolve certain pain points with new
operations. With the addition of efforts in AI, infrastructure and MSMEs empowerment,
Amazon India can increase its infiltration of Tier-2 and Tier-3 cities and will be able to grow
long-term. To sum up, the experience of Amazon India indicates the challenges and
opportunities of service management in the context of a heterogeneous emergent market.
The key to success lies in the ability to integrate technology, processes and people to provide
reliable convenient and culturally sensitive shopping experiences. The lessons gathered
during this assignment highlight the importance of the ongoing innovation, the empathy
towards customers that is local and the intensive service design in the further development
and retention of customers at Amazon India.
